Úvod
Predstavte si…
Máte za sebou päť rokov praxe. Chcete si otvoriť vlastnú ambulanciu pre psy a mačky. Vaše mesto má 20 000 obyvateľov. Rastie tu nové sídlisko s mladými rodinami. Sú tu len dve ambulancie a večer neordinuje žiadna.
Znie to dobre. Ale vyjde to? Koľko peňazí potrebujete? Koľko pacientov musí prísť? A prečo by mali prísť práve k vám?
Vypočítať štartovacie náklady, krycí príspevok, bod zvratu a mieru bezpečnosti.
Vysvetliť, čím sa marketing služieb líši od marketingu výrobkov, a použiť marketingový mix 7 P.
Zostaviť marketingový plán so SMART cieľom a ukazovateľmi (KPI).
Analyzovať konkurenciu a zvoliť si pozíciu na trhu bez cenovej vojny.
PREČO NA TOM ZÁLEŽÍ
Ak ambulancii dôjdu peniaze, zatvorí — aj keď má výborného lekára. Odbornosť vám dala škola. Dnes pridáme to, čo potrebujete, aby vaša prax prežila: čísla a klientov.
Šesť zastávok
Pôjdeme v poradí, v akom by ste ambulanciu zakladali. Každá zastávka má jednoduchý výklad, odborné pojmy a kontrolnú otázku. Kliknutím na zastávku skočíte priamo na ňu.
Personál, priestory, vybavenie, právna forma (kapitola 1), povolenia.

ODPOVEDÁ NA Vyjde to?
Plán majetku a zdrojov — čo firma vlastní (vybavenie) a z čoho to zaplatila (vlastné peniaze, úver).
Veterinárna špecifickosť: súkromnú veterinárnu činnosť nemôžete začať len so živnosťou. Potrebujete oprávnenie od Komory veterinárnych lekárov SR a priestory musia spĺňať podmienky podľa zákona o veterinárnej starostlivosti. Tieto kroky a ich čas patria do plánu.
Častá chybaPrikrášliť čísla, aby plán vyzeral dobre pre banku. Oklamete hlavne seba.
Zapamätajte siChyba v pláne je lacná. Chyba v realite je drahá.
ZASTÁVKA 2 · NÁKLADY A FINANCOVANIE
Koľko to stojí a odkiaľ na to vziať
Typická otázka: „Koľko potrebujem na začiatok a koľko každý mesiac?“
Tipnite siKoľko stojí otvoriť malú ambulanciu: 10 000 €, 50 000 €, alebo 150 000 €?
V našom príklade asi 48 000 € — s použitým vybavením a v prenájme. Najčastejšie sa zabúda na rezervu.
PrirovnanieAuto: kúpa = štartovací náklad. Poistenie = fixný náklad (platíte, aj keď nejazdíte). Benzín = variabilný náklad (čím viac jazdíte, tým viac platíte).
Dlhodobý majetok — do nákladov ide postupne cez odpisy

PREVÁDZKOVÉ NÁKLADY
FIXNÉ — každý mesiac rovnaké
Nájom: 1 200 €
Mzda recepčnej (s odvodmi): 1 300 €
Softvér, poistenie, telefón: 500 €
Splátka úveru: 700 €
Energie: 300 €
Spolu: 4 000 € mesačne
VARIABILNÉ — podľa počtu pacientov
Materiál a lieky: priemerne 10 € na návštevu
Externé laboratórium
Rukavice, striekačky, obväzy
0 pacientov = takmer 0 €

Zdroj
Výhoda
Nevýhoda
Vlastné úspory (vlastný kapitál)
Žiadne úroky, nikomu nič nedlhujete
Riskujete vlastné peniaze
Bankový úver (cudzí kapitál)
Rýchlo veľká suma
Úroky, splátky aj v zlom mesiaci, banka chce plán a záruky
Leasing
Prístroj hneď, platíte postupne
Celkovo drahšie ako kúpa v hotovosti
Dotácie a podporné programy
Nemusia sa vracať
Administratíva, dlhé čakanie, presné podmienky
V našom príklade: 12 000 € vlastné úspory + 36 000 € úver. Odtiaľ pochádza splátka 700 € mesačne vo fixných nákladoch.
Zapamätajte siFixné náklady prídu každý mesiac. Aj keď nepríde žiadny pacient.
ZASTÁVKA 3 · BOD ZVRATU
Kedy začnem zarábať
Typická otázka: „Koľko pacientov potrebujem, aby som nebol v strate?“
Tipnite siKoľko pacientov denne treba: asi 2, 6, alebo 15?
Asi 6 denne (134 mesačne). Výpočet je nižšie.
KROK 1: KRYCÍ PRÍSPEVOK
Klient zaplatí 40 €. Materiál stojí 10 €. Zostane 30 €. Týchto 30 € sa volá krycí príspevok — „kryje“ fixné náklady.
Krycí príspevok = Cena − Variabilné náklady na jednotku = 40 − 10 = 30 €
KROK 2: BOD ZVRATU V POČTE NÁVŠTEV
Koľkokrát potrebujem 30 €, aby som mal 4 000 €?
Bod zvratu (návštevy) = Fixné náklady ÷ Krycí príspevok = 4 000 ÷ 30 = 133,3 → 134
Zaokrúhľujeme vždy nahor. 134 návštev mesačne je asi 6 za pracovný deň. Každá ďalšia návšteva už prináša zisk 30 €.
PrirovnanieKaždá návšteva je tehlička v hodnote 30 €. Musíte postaviť múr fixných nákladov vysoký 4 000 €. Treba 134 tehličiek.
OBRÁZOK 1 · Vyskúšajte si to: posúvajte čísla a sledujte bod zvratu
Cena 45 € → bod zvratu klesne.
SWOT, TOWS a riziká
Typická otázka: „Čísla vychádzajú. Čo ma môže zaskočiť?“
SWOT má štyri políčka. Silné stránky (Strengths), slabé stránky (Weaknesses), príležitosti (Opportunities), hrozby (Threats).
Ako si to zapamätaťZrkadlo a okno. V zrkadle vidíte seba: silné a slabé stránky (vnútorné faktory, ovplyvníte ich).

Kam patrí jedno a kam druhé?

5 · VRÁTIA SALojalita a odporúčanie
Posudzuje to, čo vidí: komunikáciu, čistotu, čakanie. Kvalita sa predá, až keď ju klient spozná.
ZASTÁVKA 5 · STP
Komu predávate: segmentácia, cielenie, positioning
Nemôžete byť pre všetkých. Preto sa robia tri kroky, skratka STP.
Segmentácia — rozdeľte trh na skupiny. Majitelia psov a mačiek v meste, chovatelia koní, farmy s dojnicami, útulky.
Cielenie (targeting) — vyberte si 1 – 3 skupiny. Mladé rodiny so šteniatkom zo sídliska.
Positioning — ako chcete, aby vás vnímali. „Pokojná, dostupná ambulancia pre rodiny — aj večer.“
Odborne: USP (jedinečná predajná výhoda)Jedna vec, ktorú máte vy a konkurencia nie. Musí byť pre klienta dôležitá a pravdivá. Príklad: „Jediná ambulancia v meste otvorená do 18:00 a v sobotu.“
ZASTÁVKA 5 · MARKETINGOVÝ MIX
Marketingový mix 7 P
Marketingový mix sú nástroje, ktorými ovplyvňujete, či klient príde a zostane. Pôvodne 4 P (McCarthy, 1960): Produkt, Cena, Miesto, Propagácia. Pre služby pridali Booms a Bitner (1981) ďalšie 3: Ľudia, Procesy, Fyzické prostredie.
OBRÁZOK 4 · Sedem P okolo klienta

Procesy — mení sa, ako služba prebieha. Rieši to aj pominuteľnosť služby: menej prázdnych termínov.
ZASTÁVKA 6 · MARKETINGOVÝ PLÁN
Marketingový plán
Typická otázka: „Mám veľa nápadov. Ako ich premením na činy?“
Marketingový plán je plán na 6 – 12 mesiacov. Stačí jedna strana: cieľ, klienti, aktivity, rozpočet, zodpovednosť, kontrola.
Prirovnanie„Chcem behať viac“ nie je plán. „Do októbra polmaratón pod 2 hodiny, 3× týždenne, každú nedeľu zapíšem čas“ — to je plán.
Analýza — kde sme? Tento rok 20 nových majiteľov šteniat.
Cieľ — SMART. 35 nových majiteľov šteniat do decembra.
Cieľová skupina — z STP. Mladé rodiny zo sídliska.
Posolstvo — jedna veta. „Pokojná starostlivosť — a na druhý deň vám zavoláme.“
Aktivity — zo 7 P. Balíček (Produkt), SMS (Propagácia), online objednanie (Procesy).
Rozpočet, zodpovednosť, termín.Nový web — do marca — 800 € — majiteľ.
Kontrola — merať KPI každý mesiac a upraviť.
SMART CIEĽ (Doran, 1981)
S – konkrétny (specific)
M – merateľný (measurable)
A – dosiahnuteľný (achievable)

Ambulancia C: drahá a základná — slabá pozícia. Voľné miesto: férová cena a dobré služby. Tam sa oplatí postaviť.
AKO SA ODLÍŠIŤ (DIFERENCIÁCIA)
Dostupnosť
Hodiny, keď iní majú zatvorené. Online objednanie.
Osobný prístup
Stály lekár, telefonát po zákroku.
Špecializácia
Zuby, mačky, reprodukcia dobytka.
Spoľahlivosť
Výsledky načas, pripomienky, ktoré prídu.
Pozor na cenovú vojnuReťazec má nižšie náklady: nakupuje vo veľkom a náklady delí medzi veľa pobočiek. V cene ho neporazíte. Súťažte tým, v čom ste lepší: prístup, dostupnosť, dôvera.
ŠPECIFIKÁ ODVETVIA
Štyri pravidlá veterinárneho marketingu
DÔVERA
Klient nevie posúdiť odbornú kvalitu. Posúdi správanie a komunikáciu.
Odporúčanie je najsilnejšia propagácia.
KLIENT ≠ PACIENT
Pacient je zviera. Rozhoduje a platí majiteľ.
Cenu povedzte pred zákrokom (informovaný súhlas).
FARMA JE PODNIK
Farmár kupuje výsledok: zdravé stádo, menej strát, viac mlieka.
Ponúknite program zdravia stáda s merateľnými cieľmi.
ETIKA A PRÁVO
Pravdivá reklama, žiadne sľuby vyliečenia.
Etický kódex Komory, žiadne ohováranie kolegov.
Na zapamätanie
Podnikateľský plán má 7 častí. Finančný plán = výsledovka, cash-flow, majetok a zdroje.
Náklady: štartovacie (raz), fixné (každý mesiac), variabilné (podľa pacientov). Drahé vybavenie ide do nákladov cez odpisy.
Krycí príspevok = cena − variabilné náklady. Bod zvratu = fixné náklady ÷ krycí príspevok.
SWOT popisuje situáciu. TOWS z nej robí stratégiu. Riziká triedime podľa pravdepodobnosti a dopadu.
Služby sú nehmotné, neoddeliteľné, premenlivé a pominuteľné. Preto 7 P a STP.
Marketingový plán = SMART cieľ + aktivity + rozpočet + KPI. Konkurenciu analyzujte Porterom a pozičnou mapou. Nebojujte cenou.
Ako môže vyzerať váš prvý rok
September: otvárate. 70 – 110 pacientov mesačne. Rezerva sa míňa, ako plán predpovedal.
Január: prvýkrát nad 134 návštev — ste nad bodom zvratu.
O rok: 190 návštev mesačne (miera bezpečnosti asi 30 %), 38 nových majiteľov šteniat (cieľ 35), 4,8 na Google. Najčastejšia recenzia: „Na druhý deň nám zavolali.“

Situácia: Veterinárka si ráta, koľko bude stáť vlastná ambulancia. Potrebuje vybavenie za 30 000 €, opravy prenajatých priestorov za 6 000 €, prvú zásobu liekov za 4 000 € a webovú stránku s tabuľou za 2 000 €. Koľko peňazí potrebuje pred otvorením?
AKO NA TO
Štartovacie náklady sa platia raz, skôr než čokoľvek zarobíte. Stačí teda sčítať všetky položky.
ODPOVEĎ
30 000 + 6 000 + 4 000 + 2 000 = 42 000 €. Je múdre pridať rezervu na prvé mesiace.
Situácia: Ambulancia má fixné náklady 4 000 € mesačne. Návšteva stojí klienta 40 €. Materiál na návštevu stojí 10 €. Koľko návštev mesačne ambulancia potrebuje, aby dosiahla bod zvratu?
AKO NA TO
Každá návšteva zanechá 40 − 10 = 30 € na úhradu fixných nákladov. Fixné náklady teda delíme tridsiatimi.
ODPOVEĎ
4 000 ÷ 30 = 133,3, teda aspoň 134 návštev mesačne — asi 6 denne.
Bod zvratu pri asi 134 návštevách.
PODNIKATEĽSKÝ PLÁN4 / 14Ročný zisk, ale v januári prázdny účet›
Situácia: Nová ambulancia v januári kúpi vybavenie za 10 000 €. V januári má len 2 000 € príjmov a 4 000 € prevádzkových nákladov. Za celý rok bude mať zisk. A predsa majiteľ koncom januára nevie, z čoho zaplatí nájom. Ako je to možné?
AKO NA TO
Zisk sa počíta za dlhšie obdobie. Hotovosť je o tom, kedy peniaze prichádzajú a odchádzajú. V januári ambulancia zaplatí 14 000 € a dostane len 2 000 €.
(4) Veľká veterinárna spoločnosť plánuje do oblasti posielať mobilné tímy.
Situácia: Majiteľ mačky príde do ambulancie. Veterinár je výborný. Ale recepčná je neslušná a čakáreň špinavá. Majiteľ sa už nikdy nevráti. Ktoré P zlyhali?
AKO NA TO
Klienti hodnotia celú službu, nielen odbornú prácu. Vidia aj ľudí a prostredie.
ODPOVEĎ
Ľudia (neslušná recepčná) a Fyzické prostredie (špinavá čakáreň).
MARKETINGOVÝ PLÁN10 / 14Je to SMART cieľ?›
SMART znamená konkrétny, merateľný, dosiahnuteľný, dôležitý a časovo ohraničený. Cieľ A nemá číslo ani dátum. Cieľ B má skupinu, číslo a dátum.
ODPOVEĎ
B. Koncom decembra môžeme spočítať a uvidíme, či sme cieľ splnili.
Situácia: Ambulancia A: lacná, základné služby.
Férová cena a dobré služby — voľné miesto medzi A a B.
(B) Ignorovať to. (C) Držať férovú cenu a ukázať, čo robíte lepšie.
C. Preskúmajte reťazec a potom ukážte svoje silné stránky: ten istý veterinár, ktorý pozná zviera, večerné hodiny, pripomienky a následný telefonát. Môžete pridať férový balíček, ale nezačínajte cenovú vojnu.
Reťazec je lacnejší — súťažte preto starostlivosťou, nie cenou.

5Otázky Pravda / Nepravda
1. Podnikateľský plán je potrebný len vtedy, keď žiadate banku o úver.
Zobraziť odpoveď
NEPRAVDA — pomáha aj otestovať myšlienku a naplánovať peniaze skôr, než niečo minete.

B. Preskúmať, čo ponúka, a ukázať vlastné silné stránky
C. Ignorovať ho
D. Zavrieť ambulanciu
Zobraziť odpoveď
Správne: B. Poznajte konkurenta a potom súťažte v tom, čo robíte lepšie. Vyhnite sa cenovej vojne.
B. Peňažný tok: načasovanie príjmov a výdavkov
C. Priveľa klientov
D. Zlá cena
Zobraziť odpoveď

2. PRAVDA — napríklad vybavenie, opravy a prvá zásoba.
3. NEPRAVDA — pri produktoch sú 4 P, pri službách 7 P: Produkt, Cena, Miesto, Propagácia, Ľudia, Procesy, Fyzické prostredie.
4. NEPRAVDA — malá ambulancia len ťažko vyhrá cenovú vojnu. Múdrejšie je súťažiť starostlivosťou, dôverou a pohodlím.
5. PRAVDA — plán bez mien a dátumov je len želanie.
Časť B
7. A — klienti vidia budovu, čakáreň, tabuľu a uniformy.
8. A — iná ambulancia ponúka rovnakú službu, preto konkuruje priamo.

11. B — každá návšteva zanechá 45 − 15 = 30 €. Potom 5 000 ÷ 30 = 166,7, teda aspoň 167 návštev.
Bod zvratu pri asi 167 návštevách.
13. B — je to vo vnútri ambulancie a je to problém: slabá stránka. Plán by mal uvádzať zastupujúceho veterinára.
14. A — 4 % z 80 000 = 3 200 €.

Introduction
Imagine…
You have five years of practice behind you. You want to open your own clinic for dogs and cats. Your town has 20,000 inhabitants. A new housing estate with young families is growing here. There are only two clinics, and neither is open in the evening.
Sounds good. But will it work? How much money do you need? How many patients must come? And why should they come to you? Today we will answer these questions step by step.
By the end of the lesson you will be able to:
Explain what a business plan is and what parts it consists of.
Calculate start-up costs, contribution margin, the break-even point and the margin of safety.
Explain how services marketing differs from product marketing, and use the 7 Ps marketing mix.
Build a marketing plan with a SMART goal and key performance indicators (KPIs).
Analyse the competition and choose a market position without a price war.
WHY IT MATTERS
If a clinic runs out of money, it closes — even with an excellent vet. University gave you the expertise. Today we add what you need for your practice to survive: numbers and clients.
Six stops
We will go in the order in which you would set up a clinic. Each stop has a simple explanation, technical terms and a check question. Click a stop to jump straight to it.
Divide the market into groups, choose yours and show it how you are different.
KPI
An indicator you use to measure whether the plan works (e.g. number of new clients per month).
STOP 1 · BUSINESS PLAN
What a business plan is
Typical question: “I have an idea and experience. Why write anything down?”
Take a guessWhy do small businesses most often close in their first years?
Most often they run out of money. The owner underestimated costs or overestimated the number of clients. A plan reveals both mistakes — while they are still on paper.
A business plan is a written document. It answers the question: Will it work, and how will we get there?
AnalogyBefore hiking up Gerlach Peak you check the map and the weather. A business plan is a map for your business. You make it before the journey, not once you are lost.
WHAT IT IS GOOD FOR
You test the idea. A mistake on paper costs nothing.
You get financing. A bank or leasing company wants to see numbers.
You manage by it. You compare the plan with reality (so-called controlling).
7 PARTS OF THE PLAN
1 · Executive summary
The whole plan on one page. Written last, placed first. Technical term: executive summary.
ANSWERS What is the idea?
2 · Market analysis
How many people and animals live nearby? What do they need? Who offers it to them today?
Staff, premises, equipment, legal form (Chapter 1), permits.
ANSWERS Who, where, with what?
6 · Financial plan
Start-up costs, financing, income statement plan, cash flow, break-even point.
ANSWERS Will it pay off?
7 · Risks
What can go wrong and what you will do.
ANSWERS What if…?
Technical: the financial plan has three parts
Projected income statement (profit and loss) — shows profit or loss for a period.
Cash-flow plan — shows whether you will have money in the account every month.
Assets and funding plan — what the business owns (equipment) and how it paid for it (own money, loan).
Veterinary specifics: you cannot start a private veterinary practice with just a trade licence. You need authorisation from the Chamber of Veterinary Surgeons of the Slovak Republic, and the premises must meet the conditions of the Veterinary Care Act. These steps and the time they take belong in the plan.
Common mistakePolishing the numbers so the plan looks good to the bank. Mainly you fool yourself.
RememberA mistake in the plan is cheap. A mistake in reality is expensive.
STOP 2 · COSTS AND FINANCING
How much it costs and where to get the money
Typical question: “How much do I need to start, and how much every month?”
Take a guessHow much does it cost to open a small clinic: €10,000, €50,000 or €150,000?
In our example about €48,000 — with used equipment and rented premises. The reserve is the thing people forget most often.
AnalogyA car: buying it = start-up cost. Insurance = fixed cost (you pay even when you don’t drive). Fuel = variable cost (the more you drive, the more you pay).
Long-term asset — goes into costs gradually through depreciation
Renovation and fitting out of premises
€8,000
Clean and safe, not luxurious
First stock of medicines and supplies
€4,000
Stock ties up money — order less and more often
Permits, sign, website
€2,000
Clients must find you from day one
Reserve (3 months of fixed costs)
€12,000
Technical term: working capital
TOTAL
€48,000
Capital needed before opening
RUNNING COSTS
FIXED — the same every month
Rent: €1,200
Receptionist’s wage (incl. contributions): €1,300
Software, insurance, phone: €500
Loan repayment: €700
Utilities: €300
Total: €4,000 per month
VARIABLE — depend on the number of patients
Materials and medicines: on average €10 per visit
External laboratory
Gloves, syringes, bandages
0 patients = almost €0
Technical: depreciationAn ultrasound for €22,000 lasts for years. So it is not charged to costs all at once, but gradually — for example over 4 to 6 years. This is called depreciation. Note: in accounting it is a cost, but no money leaves the account at that time. It left all at once when you bought it.
WHERE TO GET €48,000? SOURCES OF FINANCING
Source
Advantage
Disadvantage
Own savings (equity)
No interest, you owe nobody anything
You risk your own money
Bank loan (debt)
A large sum quickly
Interest, repayments even in a bad month, the bank wants a plan and collateral
Leasing
Equipment now, pay gradually
More expensive overall than paying cash
Grants and support programmes
Do not have to be repaid
Paperwork, long waits, strict conditions
In our example: €12,000 own savings + €36,000 loan. That is where the €700 monthly repayment in fixed costs comes from.
RememberFixed costs come every month. Even if no patient comes.
STOP 3 · BREAK-EVEN POINT
When do I start earning?
Typical question: “How many patients do I need so that I don’t make a loss?”
Take a guessHow many patients a day are needed: about 2, 6 or 15?
About 6 a day (134 a month). The calculation is below.
STEP 1: CONTRIBUTION MARGIN
The client pays €40. Materials cost €10. What remains is €30. This €30 is called the contribution margin — it “covers” fixed costs.
Contribution margin = Price − Variable cost per unit = 40 − 10 = €30
We always round up. 134 visits a month is about 6 per working day. Every further visit brings €30 of profit.
AnalogyEach visit is a brick worth €30. You must build a wall of fixed costs €4,000 high. You need 134 bricks.
FIGURE 1 · Try it yourself: move the sliders and watch the break-even point
Left of the orange point is a loss, right of it is profit.
TRY IT ON THE SLIDERS
Fixed costs +€600 → break-even point rises by 20 visits.
Price €45 → break-even point falls. But for routine services clients compare prices (Chapter 2: elastic demand). Some will leave.
Materials €0 → the break-even point still exists. Fixed costs must be paid by patients.
FURTHER PROFESSIONAL INDICATORS
Break-even point in euros (revenue)How much you must take in per month. Calculation: Fixed costs ÷ (Contribution margin ÷ Price) = 4,000 ÷ (30 ÷ 40) = 4,000 ÷ 0.75 = €5,333 per month. The number 0.75 is called the contribution margin ratio: from every euro of revenue, 75 cents remain for fixed costs.
Margin of safetyHow much the number of visits can fall before you make a loss. If you plan 180 visits: (180 − 134) ÷ 180 = 26%. The higher the number, the safer. Below 10% the plan is very fragile.
Watch out: profit is not cashA business can make a profit for the year and still have no money for wages in March. Example: in January you buy equipment for €10,000 and farms pay invoices 30 days later. That is why you make a month-by-month cash-flow plan and why you have a reserve.
Check questionFixed costs rise to €4,600. Price €40, materials €10. How many visits are needed?
4,600 ÷ 30 = 153.3 → 154 visits. 20 more than before.
STOP 4 · RISKS
SWOT, TOWS and risks
Typical question: “The numbers work. What could catch me off guard?”
SWOT has four boxes. Strengths, Weaknesses, Opportunities, Threats.
How to remember itThe mirror and the window. In the mirror you see yourself: strengths and weaknesses (internal factors, you can influence them). Through the window you see the world: opportunities and threats (external factors, you react to them).

Check questionYou are the only clinic in town with an ultrasound. The state raises VAT on veterinary services. Where does each one belong?
Ultrasound: internal, a plus → strength. Higher VAT: external, a minus → threat.
STOP 5 · SERVICES MARKETING
What services marketing is
Typical question: “So should I buy an advert?”
Advertising is only a small part of marketing. Marketing is everything you do so that clients find you, choose you and keep coming back. It starts with finding out what clients need.
Two clinics, one vaccine
Clinic A: the vet explains what she is doing and calls the next day to ask how the puppy is. Clinic B: five minutes, in silence, then the bill.
The vaccine is the same. The experience is not. The client goes back to A and tells friends about it. That is marketing.
FOUR CHARACTERISTICS OF SERVICES (AFTER KOTLER)
Characteristic
What it means
What you do about it
Intangibility
A service cannot be seen or tried in advance.
Show evidence of quality: reviews, certificates, a clean environment.
Inseparability
The service is created in the client’s presence. The vet is part of the service.
Train communication, not just expertise.
Variability
Quality depends on the person and the day.
Standard procedures (protocols), checklists.
Perishability
An empty appointment slot cannot be stored.
Online booking, reminders, cheaper slots at quieter hours.

3 · COMEThey book and come

4 · FEELThe experience of the visit

5 · RETURNLoyalty and recommendation
Marketing works at every step. The cheapest advertising is a satisfied client at step 5.
Technical: customer lifetime value (CLV)A puppy owner is not one €40 visit. A dog lives about 12 years. If the client spends €150 a year, that is 12 × 150 = €1,800. That is why it pays to invest in the client coming back. Keeping a client is usually cheaper than winning a new one.
Myth or truth?“A good vet doesn’t need marketing.”
Myth. The owner cannot judge the technical quality of a procedure. They judge what they see: communication, cleanliness, waiting time. Quality sells only once the client can recognise it.
STOP 5 · STP
Who you sell to: segmentation, targeting, positioning
You cannot be for everyone. That is why there are three steps, abbreviated STP.
Segmentation — divide the market into groups. Dog and cat owners in town, horse owners, dairy farms, animal shelters.
Targeting — choose 1 – 3 groups. Young families with a puppy from the housing estate.
Positioning — how you want to be perceived. “A calm, accessible clinic for families — in the evening too.”
Technical: USP (unique selling proposition)One thing you have and the competition does not. It must be important to the client and true. Example: “The only clinic in town open until 6 pm and on Saturdays.”
STOP 5 · MARKETING MIX
The 7 Ps marketing mix
The marketing mix is the set of tools you use to influence whether a client comes and stays. Originally 4 Ps (McCarthy, 1960): Product, Price, Place, Promotion. For services, Booms and Bitner (1981) added 3 more: People, Process, Physical evidence.
FIGURE 4 · Seven Ps around the client
All 7 Ps must fit together. A high price also needs excellent people and a pleasant environment.
Consultation €25, package €90, discount for a second animal
Place
Where and when?
Next to the estate, until 6 pm, Saturday mornings
Promotion
How do they hear about us?
Google profile, website, social media, SMS reminders
People
Who serves the clients?
Vet and receptionist — friendly, easy to understand
Process
How does it run?
Online booking, short waits, a phone call after procedures
Physical evidence
What does the client see?
Clean waiting room, a corner for cats, vaccination record
Common mistakePaying for advertising while the receptionist doesn’t answer the phone. Advertising brings a client once. People, process and environment decide whether they come again.

Routine services and goods
Link to Chapter 2 (price elasticity of demand): in an emergency, demand is inelastic — the client pays. For vaccination it is more elastic — the client compares. So don’t price all services the same way.

Ethics: advertising must be truthful. Never promise a cure. Follow the Code of Ethics of the Chamber of Veterinary Surgeons of the Slovak Republic.
Check questionYou introduce online booking. Which P is it?
Process — it changes how the service runs. It also tackles perishability: fewer empty slots.
STOP 6 · MARKETING PLAN
Marketing plan
Typical question: “I have lots of ideas. How do I turn them into action?”
A marketing plan is a plan for 6 – 12 months. One page is enough: goal, clients, activities, budget, responsibility, control.
Analogy“I want to run more” is not a plan. “A half-marathon under 2 hours by October, 3× a week, every Sunday I write down my time” — that is a plan.
Analysis — where are we? This year, 20 new puppy owners.
Goal — SMART. 35 new puppy owners by December.
Target group — from STP. Young families from the housing estate.
Message — one sentence. “Calm care — and we’ll call you the next day.”
Activities — from the 7 Ps. Package (Product), SMS (Promotion), online booking (Process).
Budget, responsibility, deadline.New website — by March — €800 — owner.
Control — measure KPIs every month and adjust.
SMART GOAL (Doran, 1981)
S – specific
M – measurable
A – achievable
R – relevant
T – time-bound
BAD VERSUS GOOD
Bad: “Get more clients.”
Good: “From 20 to 35 new puppy owners a year by December.”
A good goal can be answered yes/no.
KPIs: WHAT TO MEASURE
Indicator (KPI)
What it measures
How
New clients per month
Is promotion working?
Records in the practice software
Retention rate
Are clients coming back?
% of clients who came again within 12 months
Average revenue per visit
Are price and offer working?
Revenue ÷ number of visits
Google rating
Client satisfaction
Average stars and number of reviews
How they heard about us
Which channel works?
A question at the first visit
Budget: it is often set as a percentage of revenue. With 250 visits a month × €40 × 12 months = €120,000 a year. 3% = €3,600 for marketing. The percentage is just an example — what matters is setting the amount in advance.
Check questionTurn “We want to be better known” into a SMART goal.
For example: “60 Google reviews with an average of at least 4.5 by 30 June.” It has a number, a deadline and can be measured.
STOP 6 · COMPETITION
Competition
Typical question: “There are two clinics in town. Are they my competitors?”
Not only them. A competitor is anyone the client can choose instead of you.
Type
Who
Example
Direct
The same service
Another veterinary clinic
Indirect
A substitute for your service
A pet shop selling flea drops, an online pharmacy, advice from the internet, a farmer who treats animals himself
Potential
Not here yet

Technical: Porter’s five forces (1979) in the veterinary market
Force
Question
Example
Existing competitors
How many are there and how hard do they compete?
Two clinics in town
New entrants
How easily can someone new come in?
A chain has capital; entry is easy for it
Substitutes
What can replace the service?
The internet, pet shops, self-treatment
Power of clients
How easily do they go elsewhere?
A large farm negotiates lower prices
Power of suppliers
Can they dictate prices to you?
Medicine distributors, laboratory
5 QUESTIONS ABOUT A COMPETITOR (BENCHMARKING)

FIGURE 5 · Perceptual (positioning) map
Clinic C: expensive and basic — a weak position. The gap: a fair price and good service. That is where it pays to position yourself.
HOW TO STAND OUT (DIFFERENTIATION)
Accessibility
Hours when others are closed. Online booking.
Personal approach
The same vet every time, a phone call after procedures.
Specialisation
Dentistry, cats, cattle reproduction.
Reliability
Results on time, reminders that actually arrive.
Beware of a price warA chain has lower costs: it buys in bulk and spreads costs across many branches. You won’t beat it on price. Compete where you are better: approach, accessibility, trust.
INDUSTRY SPECIFICS
Four rules of veterinary marketing
TRUST
The client cannot judge technical quality. They judge behaviour and communication.
Recommendation is the strongest promotion.
CLIENT ≠ PATIENT
The patient is the animal. The owner decides and pays.
Tell the price before the procedure (informed consent).
A FARM IS A BUSINESS
A farmer buys a result: a healthy herd, fewer losses, more milk.
Offer a herd health programme with measurable goals.
ETHICS AND LAW
Truthful advertising, no promises of a cure.
The Chamber’s Code of Ethics, no speaking ill of colleagues.
Key takeaways
A business plan has 7 parts. Financial plan = income statement, cash flow, assets and funding.
Costs: start-up (once), fixed (every month), variable (by patient numbers). Expensive equipment goes into costs through depreciation.
SWOT describes the situation. TOWS turns it into strategy. Risks are ranked by probability and impact.
Services are intangible, inseparable, variable and perishable. That is why we use the 7 Ps and STP.
Marketing plan = SMART goal + activities + budget + KPIs. Analyse the competition with Porter and a positioning map. Don’t fight on price.
What your first year might look like
September: you open. 70 – 110 patients a month. The reserve is being used up, just as the plan predicted.
January: for the first time over 134 visits — you are above break-even.
A year later: 190 visits a month (margin of safety about 30%), 38 new puppy owners (goal 35), 4.8 on Google. The most common review: “They called us the next day.”
QUESTION FOR DISCUSSION
If you were opening your own practice — for small animals, horses or farms — what would your USP be? Say it in one sentence.
14 real-life examples
Fourteen short situations you will really face in practice. The rule is simple: answer on your own first — out loud, on paper or with the person next to you — and only then click. If you guess before seeing the solution, you will remember it much better.
BUSINESS PLAN1 / 14“Just start, you’ll learn as you go” — is the friend right?›
Situation: A young vet wants to open a clinic in a month. A friend tells him: “Just start. You’ll learn as you go.” It sounds bold. Should he listen, or sit down with a business plan first?
HOW TO SOLVE IT
On paper you can test the idea and find problems before you spend any money. The plan also shows the numbers you must reach, and the bank wants to see it too.
ANSWER
To test the idea on paper before spending money. Mistakes on paper cost nothing — mistakes in reality can cost a lot.
BUSINESS PLAN2 / 14How much money is needed before the doors open?›
Situation: A vet is working out what her own clinic will cost. She needs equipment for €30,000, repairs to rented premises for €6,000, a first stock of medicines for €4,000 and a website with a sign for €2,000. How much money does she need before opening?
HOW TO SOLVE IT
Start-up costs are paid once, before you earn anything. So just add up all the items.
ANSWER
30,000 + 6,000 + 4,000 + 2,000 = €42,000. It is wise to add a reserve for the first months.
BUSINESS PLAN3 / 14How many patients to break even?›
Situation: A clinic has fixed costs of €4,000 a month. A visit costs the client €40. Materials per visit cost €10. How many visits a month does the clinic need to reach break-even?
HOW TO SOLVE IT
Each visit leaves 40 − 10 = €30 to cover fixed costs. So we divide the fixed costs by thirty.
ANSWER
4,000 ÷ 30 = 133.3, so at least 134 visits a month — about 6 a day.
Break-even at about 134 visits.
BUSINESS PLAN4 / 14Profit for the year, but an empty account in January›
Situation: A new clinic buys equipment for €10,000 in January. In January it has only €2,000 of income and €4,000 of running costs. It will make a profit over the whole year. And yet at the end of January the owner does not know how to pay the rent. How is that possible?
HOW TO SOLVE IT
Profit is calculated over a longer period. Cash is about when money comes in and goes out. In January the clinic pays out €14,000 and receives only €2,000.
ANSWER
Cash problem: in January €12,000 more goes out than comes in. The owner must plan cash month by month and keep a reserve.
January: expenses are much larger than income.
BUSINESS PLAN5 / 14Mirror or window? Sort the SWOT›
Situation: A vet runs a practice for farm animals. Sort these facts into strength, weakness, opportunity or threat: (1) She has 15 years of experience with cattle. (2) Her car is old and often breaks down. (3) A large dairy farm will open nearby next year. (4) A large veterinary company plans to send mobile teams into the area.
HOW TO SOLVE IT
Strengths and weaknesses are inside the practice. Opportunities and threats come from outside — good and bad.
Situation: A clinic does seven things: (1) offers a “puppy starter package”; (2) gives 10% off for a second animal; (3) opens a small branch in a nearby village; (4) posts weekly tips on social media; (5) trains the receptionist to greet clients warmly; (6) introduces online booking; (7) repaints the waiting room. Which P is each of them?
HOW TO SOLVE IT
Ask what changes: the service itself, its price, where and when, how people hear about it, who serves, how the service runs, or what clients see.
MARKETING MIX7 / 14How much to charge for a consultation?›
Situation: A vet wants to set the price of a basic consultation. Materials cost €6. Her time costs €5. The share of the clinic’s overheads is €4. She wants €10 profit. Other clinics charge €22 – 28. What price should she choose?
HOW TO SOLVE IT
First find the cost: 6 + 5 + 4 = €15. Then add profit: 15 + 10 = €25. Then check the competitors.
ANSWER
€25. It covers the cost, brings a profit and is within the range other clinics charge.
A price of €25 fits between cost and competitors.
MARKETING MIX8 / 14Billboard, talk, or cat photos?›
Situation: A farm vet wants to win more dairy farmers as clients. What is best? (A) A big poster on a town bus. (B) A 20-minute talk on calf health at the local farmers’ meeting. (C) Weekly cat photos on social media.
HOW TO SOLVE IT
Good promotion goes where your clients are. Farmers don’t look for a farm vet on a town bus.
ANSWER
B. The farmers are at that meeting, a talk builds trust and costs almost nothing.
MARKETING MIX9 / 14Good vet, bad welcome›
Situation: A cat owner comes to the clinic. The vet is excellent. But the receptionist is rude and the waiting room is dirty. The owner never comes back. Which Ps failed?
HOW TO SOLVE IT
Clients judge the whole service, not just the professional work. They also see the people and the environment.
ANSWER
People (rude receptionist) and Physical evidence (dirty waiting room). Good medicine is not enough — the welcome and the premises matter too.
MARKETING PLAN10 / 14Is it a SMART goal?›
Situation: Two goals: (A) “Get more clients.” (B) “Increase the number of new puppy owners from 20 to 35 a year by December.” Which one is SMART?
HOW TO SOLVE IT
SMART means specific, measurable, achievable, relevant and time-bound. Goal A has no number and no date. Goal B has a group, a number and a date.
ANSWER
B. At the end of December we can count and see whether we met the goal.
MARKETING PLAN11 / 14Does the plan fit the budget?›
Situation: A clinic earns €120,000 a year and sets its marketing budget at 3% of income. Plan: website €800, social media ads €1,000, reminder cards €600, client evening €1,200. Is the plan within budget?
HOW TO SOLVE IT
The budget is 3% of 120,000 = €3,600. Now add up the activities: 800 + 1,000 + 600 + 1,200.
ANSWER
Yes. The activities add up to exactly €3,600, which is the budget.
€800
€1,000
€1,200
Website €800Social media ads €1,000Reminder cards €600Client evening €1,200
Marketing budget: €3,600.
COMPETITION12 / 14Even the neighbour who “knows about dogs”?›
Situation: In a village: a clinic in a neighbouring town 15 km away; a pet shop selling flea drops; an online pharmacy; and a neighbour who “knows about dogs” and gives advice. Which of them are competitors for the village vet?
HOW TO SOLVE IT
Competition is anyone the client can choose instead of you — not just other vets.
ANSWER
All four. The clinic in the neighbouring town is a direct competitor. The pet shop, the online pharmacy and the neighbour are indirect competitors.
COMPETITION13 / 14Where on the map is the gap?›
Situation: Clinic A: cheap, basic services. Clinic B: expensive, top services. Clinic C: expensive, basic services. A new clinic wants to open. Where should it stand on the map?
HOW TO SOLVE IT
Choose a spot that clients want and nobody has taken. Clinic C is weak: a high price for basic services.
ANSWER
Fair price and good service — the gap between A and B.
The gap: fair price, good service.
COMPETITION14 / 14The chain around the corner offers vaccination for €15›
Situation: A large chain opens 2 km from you. It offers vaccination for €15. Your clinic charges €25. What is a smart response? (A) Cut the price to €15. (B) Ignore it. (C) Keep a fair price and show what you do better.
HOW TO SOLVE IT
In a price war, a small clinic loses — the chain has lower costs. Clients also don’t buy on price alone, but on trust, time and care.
ANSWER
C. Study the chain and then show your strengths: the same vet who knows the animal, evening hours, reminders and a follow-up call. You can add a fair package, but don’t start a price war.
The chain is cheaper — so compete on care, not on price.

PART A · TRUE OR FALSE (QUESTIONS 1 – 5)
1. A business plan is needed only when you ask a bank for a loan.
Show answer
FALSE — it also helps you test the idea and plan the money before you spend anything.
2. The break-even point is the number of visits at which income equals costs.
Show answer
TRUE — below it the clinic loses money, above it it makes a profit.
Break-even point: where the lines cross.
3. In the marketing mix, “Price” always means the lowest price you can charge.
Show answer
FALSE — the right price also depends on the value to the client, your costs and competitors. The lowest price is often not the best one.
4. Satisfied clients who tell their friends about you are an important form of promotion.
Show answer
TRUE — client recommendations are the most trusted promotion for a clinic.
5. A veterinary clinic’s only competitors are other veterinary clinics.
Show answer
FALSE — pet shops, online pharmacies and internet advice are competitors too (indirect competitors).
PART B · MULTIPLE CHOICE — CONCEPTS (QUESTIONS 6 – 10)
6. Which part of the business plan describes who your clients are?
A. The money section

14. A large chain opens nearby and offers cheaper vaccination. What is the best first step?
A. Cut all prices in half
B. Study what it offers and show your own strengths
C. Ignore it
D. Close the clinic
Show answer
Correct: B. Know your competitor and then compete on what you do better. Avoid a price war.

TEST 2 · ANSWER KEY
Show the full answer key for Test 2
Part A
1. FALSE — the summary is short (one page). It is written last but placed first.
2. TRUE — for example equipment, repairs and the first stock.
3. FALSE — products have 4 Ps, services have 7 Ps: Product, Price, Place, Promotion, People, Process, Physical evidence.
4. FALSE — a small clinic can hardly win a price war. It is smarter to compete on care, trust and convenience.
5. TRUE — a plan without names and dates is just a wish.
Part B
6. B — the subscription is paid every month regardless of the number of visits.
7. A — clients see the building, waiting room, sign and uniforms.
8. A — another clinic offers the same service, so it competes directly.
9. B — value-based pricing looks at what the client gets and how much they think the service is worth.
10. A — market analysis is about clients and their number; the other questions belong to other parts.
Part C
11. B — each visit leaves 45 − 15 = €30. Then 5,000 ÷ 30 = 166.7, so at least 167 visits.
Break-even at about 167 visits.
12. A — tips and photos on social media are promotion.
13. B — it is inside the clinic and it is a problem: a weakness. The plan should name a covering vet.
14. A — 4% of 80,000 = €3,200.
15. B — the pet shop sells something that replaces the clinic’s service, so it is an indirect competitor.
